The European Union and the Eurozone have been experiencing a deep crisis since 2008 when the global financial slump started. Moreover, with a changing world, due to the current financial crisis, the Brexit about to take place and transformations happening within India and China, business environments are entering a new period of unparalleled change. Greece has been suffering from the ongoing debt crisis since the late 2009. The memorandum agreements signed between the Government and its lenders, include tough austerity measures such as minimizing public expenditures, gradually eliminating various subsidies, raising taxes, reducing public sector wages, capping pension payments and postponing social benefits. In addition, unemployment rates are increasing with an overall rate just below 30%, youth unemployment was higher than 60% in 2013 (Markovits, Boer, & van Dick, 2014). An important motivation to provide financial support to Greece, despite the no-bailout cause in the Maastricht Treaty, was fear of contagion probably to Italy, Spain or Portugal (Mink & Haan, 2013).According to recent reports, the aforementioned global economic slump has also affected the quality of life in the EU-28. Specifically, it has caused a decline in GDP, rise of unemployment and job insecurity, loss of income, austerity and a feeling of uncertainty and pessimism. These are mostly evident in countries like Greece and Spain where crisis was more intense. From a microeconomic point of view, this affected significantly the individual disposable income and total consumption (Campos-Soria, Inchausti-Sintes, & Eugenio-Martin, 2015; Stylidis & Terzidou, 2014). Moreover, the globalized economy has defined a new landscape in businesscompetitiveness. It is common knowledge that an asset in technology alone is not sufficient for a company to excel in a demanding and competitive environment (Oakland & Porter, L., 2004; Oakland, 2005). Adaptation to the new conditions means willingness to change. The first step in a dramatic organizational change program is obviously a dramatic personal change (Watkins & Collins, 2006). During these times of turbulence, companies should rethink of their operating models (Sureshchandar, Rajendran, & Anantharaman, 2002; Zakuan, Yusof, & Shaharoun) and adjust them to the new reality (Metaxas & Koulouriotis, 2014; Kim, Kumar, & Murphy, 2010).In these times of crisis what does the term ‘excellence’ mean? Is it different from ‘total quality management’? How have these two ideas evolved throughout the time? Are their limits easily recognizable? Nowadays organizations are getting more involved in incorporating business excellence practices in their operations in order to gain prestige as leaders in their respective fields. Throughout the years, a lot of research has been carried out to understand business excellence as a field. Excellence is more than a simple term; it is a state of mind for employees, managers and every simple individual. Ancient Greeks used to refer to the word of “arete” which has the same root with “aristos” and describes an excellent man. Between 4th and 5th centuries BC “arete” also described virtues such as justice and self-restraint. Paul in the New Testament defines excellence as “whatever is true, whatever is honorable, whatever is just, whatever is pure, whatever is lovely, whatever is gracious, if there is any excellence, if there is anything worthy of praise” (Dahlgaard-Park, 2009). According to the European Foundation for Quality Management (EFQM): ‘Excellent organizations achieve and sustain superior levels of performance that meet or exceed the expectations of all their stakeholders’ (European Foundation for Quality Management, 2010).The way organizations operate, bears a resemblance to the human life. In particular, such as human beings experience significant changes in the stability of their environment, the business organizations undergo significant transformations due to the financial crisis, changes in trade laws and social or economic reorganizations. Under such difficult circumstances, the organization should put its survival at the top of its targets. In these cases, organizations need to assimilate new roadmaps, frameworks and systems able to manage a sustainable business lifecycle, instead of the mechanistic way of management.The contemporary research on quality management theory has led to the development of many frameworks for TQM and business excellence. These roadmaps, frameworks and systems are based on the mechanistic view of management that sees an organization as a machine which produces money and not as organizations to transform themselves when required. In addition, these frameworks are not supported by robust decision making systems that eradicate objectivity and uncertainty. As a result, in times of turbulence decision making is silobased, strategies and operating models are frozen rending adaptation to the new conditions difficult. Moreover, a competitive advantage can be achieved by firms that succeed by valuing their intangible assets that is knowledge, technology and strategy and by developing new products and services (Diakoulakis, Georgopoulos, Koulouriotis, & Emiris, 2004). Hence, it is critical to be able to change their business models under a turbulent environment.Therefore, the targets of the present research are outlined as below:• To document information regarding industrial excellence and to depict it visually so as to create a useful reference point for academics and business people interested in frameworks of excellence• To advance a concrete understanding of relevant literature and to assess whether the temporal trends in BEM literature will help position firms for the emerging industrial excellence context• To investigate the impact crisis had on quality management and basic business processes towards large Greek industrial units • To provide an integrated methodology for benchmarking the sustainability of organizations by proposing an instrument to calculate the (Sustainable Industrial Excellence Index) SIEI and its potential impact on the formulation of firm strategy• To propose a new modus operandi for achieving SBE under a turbulent environment for the services sector Finally, the current thesis led to the publication of five journal papers presented asbelow:1. Regarding the first two targets mentioned in the previous section, the research was mainly based on an extensive literature review. In particular, the target was journals with subject of study TQM and business excellence. The papers identified were reviewed, classified and analyzed according to the following axes: business sector, framework used and methodology applied. The research covered journals of the last two and a half decades. The case study method was used to compare data collected from BUs during the current financial crisis with a matched sample of business units surveyed a decade earlier. The variables that were used to measure performance were grouped into two categories, quality management and process improvement. Following the examination of these cases, the characteristics that empowered those BUs so as to remain alive during the turbulence are identified. The following Figure 1 demonstrates research targets and tools used to achieve them. As for the calculation of the SIEI, FAHP and TOPSIS were used. The FAHP is used to determine the weights of the criteria by decision makers and the rankings of the alternatives are determined by TOPSIS. Following the literature review, the SIEF was proposed to measure the SIEI and its potential impact on the formulation of firm strategy. Regarding the fourth target, a questionnaire was developed based on the literature review of studies that measure performance of hotel units. The SIEF was customized for measuring business excellence in services sector and the results were analyzed using structural equation modeling.Δεν είναι δύσκολο να δώσει κανείς έναν ορισμό, περιγραφικό ως επί το πλείστον, για την επιχειρησιακή αριστεία, καθώς αρκετοί ερευνητές προτείνουν διάφορους. Οι διαστάσεις, το περιεχόμενο και η ουσία της αριστείας, καταρχήν δύσκολα εγκλωβίζονται σ’ έναν μονοσήμαντο ή και πολυσήμαντο, ορισμό. Είναι ένας τρόπος σκέψης και ένα φιλοσοφικό σύστημα, και ως τέτοιο, υφίσταται την εξελικτική διαδικασία που διαμορφώνει συνεχώς και δυναμικά το περιεχόμενο και την μορφή του. Παρόλα αυτά, για την οικονομία της συζήτησης δίνεται ένας ορισμός της έννοιας: «άριστος είναι ο οργανισμός ο οποίος προσπαθεί να ικανοποιήσει όλους όσους εμπλέκονται στη λειτουργία του, πελάτες, προμηθευτές, προσωπικό, συνεργάτες, κοινωνία κλπ. μέσω αυτών που πετυχαίνει, τον τρόπο με τον οποίο το πετυχαίνει και το τι έχει ως σκοπό να πετύχει» (European Foundation for Quality Management, 2010).Το περιβάλλον στο οποίο λειτουργούν οι περισσότερες επιχειρήσεις μπορεί να παρομοιασθεί με το σύμπαν. Νέοι πλανήτες και αστέρια δημιουργούνται από το πουθενά, ενώ άλλοι καταστρέφονται από τη μια στιγμή στην άλλη. Μαύρες τρύπες, γαλαξίες μένουν να ανακαλυφθούν και να διακριβωθεί η ύπαρξη τους. Αποστολές εξερεύνησης νέων περιοχών, μετά από μακροχρόνιες και κοστοβόρες διαδικασίες, μπορεί να καταλήξουν σε απογοητευτικά αποτελέσματα και πολλά πράγματα φαίνονται μαγικά αλλά είναι οπτασίες. Το ταξίδι αυτό είναι μια μοναδική εμπειρία η οποία όμως χρειάζεται άριστη προετοιμασία, πολύ καλή γνώση, εκπαίδευση και φυσικά υπομονή και διάρκεια. Η νέα παγκοσμιοποιημένη οικονομία έχει δημιουργήσει μια διαφορετική πραγματικότητα στην ανταγωνιστικότητα των επιχειρήσεων. Είναι γνωστό ότι η τεχνολογία από μόνη της πλέον δε μπορεί να τους δώσει αυτά που χρειάζονται για να αυξήσουν την απόδοση τους. Οι λεγόμενοι μαλακοί παράγοντες (όραμα, σχέσεις με προμηθευτές και προσωπικό, αφοσίωση και εκπαίδευση) δε λαμβάνονται σοβαρά υπόψη, παρόλο που παίζουν σπουδαίο ρόλο στην απόδοση και τη βιωσιμότητα μιας επιχείρησης. Η διοίκηση των ανθρωπίνων πόρων μπορεί να γίνει η κινητήριος δύναμη για μια επιχείρηση. Έτσι, εάν προσπαθήσει να αλλάξει την κουλτούρα της και επενδύσει στους ανθρώπους της με το να τους εκπαιδεύσει, παρακινήσει και εμπνεύσει τότε βρίσκεται σε καλό σημείο στο δρόμο προς την αριστεία. Προσοχή λοιπόν πρέπει να δοθεί όχι μόνο στους εξωτερικούς αλλά και τους εσωτερικούς πελάτες και στη δημιουργία ενός δυναμικού περιβάλλοντος, πνεύματος συνεργασίας και μιας κοινής γλώσσας.Ύστερα από μια εκτενή βιβλιογραφική αναζήτηση και ανασκόπηση της σύγχρονης επιστημονικής δημοσιευμένης έρευνας, παρατηρήθηκε ένα κενό σε μοντέλα που να βοηθούν τους οργανισμούς να πετύχουν βιώσιμη επιχειρησιακή αριστεία σε ένα ασταθές οικονομικό περιβάλλον, όπως το σημερινό. Τα περισσότερα από τα μοντέλα αυτά είναι στατικά και όχι δυναμικά, συνεπώς, δε μπορούν να συμβάλλουν σημαντικά στην επίτευξη διαρκούς επιχειρησιακής αριστείας (ΔΕΑ). Για την κάλυψη αυτού του κενού στη βιβλιογραφία, η παρούσα διατριβή εστιάζει τη μελέτη της σε τέσσερις διακριτούς ερευνητικούς άξονες. Ο πρώτος ερευνητικός άξονας παρουσιάζει μια ανασκόπηση που αφορά τους θεωρητικούς και πρακτικούς άξονες της επιχειρησιακής αριστείας.Ο στόχος του είναι η χαρτογράφηση και απεικόνιση όλων εκείνων των εννοιολογικών στοιχείων και μεθοδολογικών πλαισίων που μπορούν να βοηθήσουν τόσο τους ερευνητές - ακαδημαϊκούς αλλά και όποιον ασχολείται με τη βιομηχανική αριστεία και την επιχειρησιακή ποιότητα. Επίσης, ο πρώτος άξονας προσφέρει μια ανάλυση της βιβλιογραφίας που ασχολείται με την αξιολόγηση και μέτρηση τόσο της διοίκησης ολικής ποιότητας όσο και της επιχειρησιακής αριστείας. Πιο συγκεκριμένα, το κομμάτι αυτό καλύπτει ένα κενό στη βιβλιογραφία, στο οποίο παρατηρήθηκε έλλειψη σε μελέτες που να ταξινομούν τα διάφορα μοντέλα αξιολόγησης και να προτείνουν νέες κατευθύνσεις έρευνας. Τα άρθρα που μελετήθηκαν καλύπτουν μια χρονική περίοδο είκοσι πέντε ετών στα σημαντικότερα διεθνή έγκυρα επιστημονικά περιοδικά.Ο στόχος του δεύτερου ερευνητικού άξονα είναι να εξετάσει τον αντίκτυπο που είχε η τρέχουσα οικονομική κρίση στη διοίκηση ποιότητας και τις βασικές επιχειρησιακές λειτουργίες χρησιμοποιώντας το μοντέλο βιομηχανικής αριστείας του INSEAD (Loch, van der Heyden, van Wassenhove, Huchzermeier, & Escalle, 2003). Πιο συγκεκριμένα, δεδομένα τα οποία συλλέχθηκαν από ελληνικές βιομηχανίες το 2005, συγκρίθηκαν με δεδομένα που συλλέχθηκαν από τις ίδιες το 2015. Οι μεταβλητές που χρησιμοποιήθηκαν για την αξιολόγηση χωρίζονται σε δύο κατηγορίες: διοίκηση ποιότητας και βελτίωση λειτουργιών. Κατά την αξιολόγηση αυτών των περιπτώσεων, παρατηρήθηκε ότι οι επιχειρήσεις που συνεχίζουν ακόμα τη λειτουργία τους, εκπαιδεύουν το προσωπικό τους συστηματικά, η διοίκηση έχει στενή επαφή με το προσωπικό, αξιολογούν τις επιχειρησιακές τους λειτουργίες, ερμηνεύουν τα αποτελέσματα και σχεδιάζουν τις μελλοντικές τους κινήσεις. Ακόμη, τα αποτελέσματα δείχνουν ότι υπάρχουν διαφορές στην κουλτούρα αυτών που λειτουργούν ακόμα και αυτών που έκλεισαν (Metaxas, Koulouriotis, & Emiris, 2017).Στον τρίτο ερευνητικό άξονα προτείνεται και υπολογίζεται ο δείκτης διαρκούς επιχειρησιακής αριστείας (ΔΔΕΑ). Ο στόχος είναι να δημιουργηθεί μια ολοκληρωμένη μεθοδολογία αξιολόγησης της βιωσιμότητας των επιχειρήσεων με τη χρήση ευφυών συστημάτων. Για το σκοπό αυτό, γίνεται χρήση της Αναλυτικής Ιεραρχικής Μεθόδου με τη χρήση ασαφούς λογικής (FAHP) και της Τεχνικής Κατάταξης με Βάσει την Εγγύτητα στην Ιδανική Λύση (TOPSIS). Η FAHP υπολογίζει τους συντελεστές βαρύτητας και η TOPSIS εφαρμόζεται για την τελική αξιολόγηση των εναλλακτικών. Για την επίδειξη της λειτουργίας του συστήματος, παρέχονται ενδεικτικά παραδείγματα καθώς και μια ανάλυση ευαισθησίας. Τα αποτελέσματα δείχνουν ότι το προτεινόμενο σύστημα είναι ικανό για την αξιολόγηση της ΔΕΑ των οργανισμών. Επίσης, δίνει την ευκαιρία σε αυτούς που λαμβάνουν τις αποφάσεις να εκφράσουν τη γνώμη τους σχετικά με την σημαντικότητα των κριτηρίων καθώς και να αξιολογήσουν την κάθε εναλλακτική (Metaxas, Koulouriotis, & Spartalis, 2016).Στον τέταρτο ερευνητικό άξονα, τα κριτήρια του μοντέλου ΔΕΑ τροποποιούνται με στόχο να αφαιρεθούν εκείνα που αφορούν τα στοιχεία παραγωγής και να δοθεί έμφαση στην εξυπηρέτηση των πελατών και τις υπηρεσίες. Με αυτό τον τρόπο, το μοντέλο προσαρμόζεται στον κλάδο των υπηρεσιών και συγκεκριμένα στον τουρισμό, ο οποίος είναι πολύ σημαντικός για την Ελλάδα. Οι ξενοδοχειακές μονάδες είναι σημαντικές για τον τουρισμό και για το λόγο αυτό προτείνεται ένα νέο μοντέλο που στόχο έχει να τις βοηθήσει να πετύχουν ΔΕΑ. Με βάσει αυτό το μοντέλο αξιολογήθηκαν 84 ελληνικά ξενοδοχεία τεσσάρων και πέντε αστέρων. Έπειτα από μια βιβλιογραφική ανασκόπηση, δημιουργήθηκαν υποθέσεις και η εξέταση τους έγινε με χρήση στατιστικών μεθόδων και συγκεκριμένα με δομικά μοντέλα εξισώσεων. Τα αποτελέσματα επιβεβαιώνουν ότι η ηγεσία επηρεάζει θετικά το διανοητικό κεφάλαιο το οποίο με τη σειρά του επηρεάζει την ποιότητα των υπηρεσιών, την εφοδιαστική αλυσίδα, τον αντίκτυπο του ξενοδοχείου και την στρατηγική (Metaxas, Chatzoglou, & Koulouriotis, 2017).Συγκεκριμένα, η παρούσα διατριβή στοχεύει στα παρακάτω: • Ανασκόπηση των θεωρητικών και πρακτικών αξόνων της επιχειρησιακής αριστείας και χαρτογράφηση με παράλληλη απεικόνιση των εννοιολογικών στοιχείων και μεθοδολογικών πλαισίων• Ανάλυση εκείνων των άρθρων της βιβλιογραφίας που ασχολούνται με μοντέλα ολιστικής αξιολόγησης της επιχειρησιακής αριστείας και εξέταση του κατά πόσο αυτά μπορούν να βοηθήσουν τις επιχειρήσεις σε καιρούς κρίσεων• Εξερεύνηση του αντίκτυπου της κρίσης στη διοίκηση ποιότητας και στις βασικές διαδικασίες σε συγκεκριμένες βιομηχανικές μονάδες• Δημιουργία ενός μοντέλου υπολογισμού του Δείκτη Διαρκούς Επιχειρησιακής Αριστείας• Δημιουργία ενός μοντέλου λειτουργίας για την επίτευξη Διαρκούς Επιχειρησιακής Αριστείας στον κλάδο των υπηρεσιών
